The teaching purpose is to connect knowledge with a situation. Knowing that service matters is different from deciding what information is missing and how to obtain it respectfully.

Separate the concern from the missing facts

Supply a short fictional policy card. It might require a supervisor to authorise an exchange after checking the order and item. The student then explains that process rather than inventing an immediate refund.
If the policy does not answer the issue, escalation is a sensible next step. Say what needs checking and who can decide, without guessing an outcome.
Different retailers have different procedures. The role-play teaches how to use the stated procedure; it is not a statement about consumer rights or a universal returns policy.
Adapt the response to the channel
A face-to-face response can use tone and attentive listening. A written response needs enough context for the customer to understand the action without hearing the speaker.
Compare two practice messages: “Wait” leaves the next step unclear. “I will ask the supervisor to review the order details before confirming the available options” explains the purpose of the wait.
Clear service communication can be concise. Avoid a long apologetic script that never identifies the issue, checks the facts or explains what happens next.
Use a second scenario to check independence
Change the role-play to a delayed order and provide a different policy card. Ask the student which facts and actions change. This checks understanding rather than recall of the wrong-size script.
In a 3-pax practice group, learners can rotate as customer, staff member and observer. Each learner should make their own decisions and receive feedback on one concrete improvement.
